The bot works that out before it offers anything — from what the person has already told it. And when you name the real thing, the offer stops feeling like an offer.

Almost every chatbot answers an angry customer by helping straight away. That can often be a mistake. Nothing you say about the problem lands while the anger is still there.

So the chatbot stops, and deals with the person before the ticket. Someone who feels heard almost always asks for something far smaller than you feared. Someone who gets troubleshooting instead writes the review.

And it sells them nothing at all. That restraint is the point.

Er bietet Menschen an, was sie wirklich wollen

Bei jemandem fällt das Internet dauernd aus. Was diese Person will, ist nicht schnelleres Internet. Vielleicht ist es ein ruhiger Abend. Oder nicht mehr diejenige zu sein, die alle anschreien, wenn das WLAN streikt.

Der Bot findet das heraus, bevor er irgendetwas anbietet — aus dem, was die Person ihm bereits gesagt hat. Und wenn man das Richtige benennt, fühlt sich das Angebot nicht mehr wie ein Angebot an.

Die Leute machen sich nicht mehr steif. Weil es noch kein Verkaufsgespräch ist.

Zwei

Er merkt, mit wem er spricht

Zwei Kunden, dasselbe Problem, derselbe Nachmittag. Der eine will es gelöst haben, und zwar jetzt. Die andere sorgt sich um ihr Team. Derselbe Satz trifft bei dem einen und prallt bei der anderen ab.

Der Chatbot findet heraus, welchen Persönlichkeitstyp er vor sich hat, und ändert, wie er spricht. Nicht was er anbietet, und nicht den Preis. Nur die Worte. Er sagt nie, was er erkannt hat — weder ihnen noch sonst jemandem.

Genau das macht Ihre beste Verkäuferin, ohne darüber nachzudenken.

Drei

Wütende Kunden werden nicht mehr zu ehemaligen Kunden

Fast jeder Chatbot antwortet einem wütenden Kunden, indem er sofort hilft. Das kann oft ein Fehler sein. Nichts, was Sie über das Problem sagen, kommt an, solange die Wut noch da ist.

Also hält der Chatbot an und kümmert sich um den Menschen, bevor er sich um das Ticket kümmert. Wer sich gehört fühlt, verlangt fast immer etwas viel Kleineres, als Sie befürchtet haben. Wer stattdessen eine Fehlersuche bekommt, schreibt die Bewertung.

Und er verkauft ihnen überhaupt nichts. Genau diese Zurückhaltung ist der Punkt.

Jemand kündigt, weil das Pensum gekürzt wurde. Jemand löst das Konto eines verstorbenen Angehörigen auf. Jemand hat bereits zweimal Nein gesagt. Jeder Rückhalteprozess der Welt trifft auf diese Menschen und bietet ihnen trotzdem etwas an — nicht aus Nachlässigkeit, sondern weil es so vorgegeben wurde.
